The customer said that the order could not be found. It may be that he has logged in to another account, or that the page filter conditions have not been cleared. Directly matching a sentence to a fixed answer can easily confuse different questions into the same situation. When building a knowledge base, first collect expressions of real problems and then check the business conditions behind them. It is easier to find gaps than writing a large number of standard answers first. The source of the problem should be authorized and desensitized, and the complete customer conversation should not be directly used as public material.

Clear the problem and conditions first

Each piece of knowledge can record applicable products, necessary conditions, processing steps and expiration date. When the answer involves personal orders, the robot should first conduct identity verification and authorization inquiries; general operating instructions can be provided directly. The content person in charge confirms the business rules, and the technical personnel are responsible for retrieval and publishing. Only by working together can the knowledge be written smoothly but inconsistent with the system behavior.

Put the rules into the actual process

For example, if a user asks why a refund cannot be made, the system can first explain the entrance to query the refund conditions, and then check the order status if it has permission; when the information is insufficient, the user is invited to supplement, and the system should not directly judge that it must not meet the conditions. The examples in the knowledge base should be explained only to help understanding, and the sample conditions should not be used to replace actual judgment.

Check the results one by one

  • When reviewing an answer, try asking similar questions but with different conditions to see if it is still recommended incorrectly.
  • The maintenance page shows who confirmed it, when it was last reviewed, and the channels that cited it.
  • After the product rules change, the person in charge will first update the relevant entries and then release a new version. Expired answers will be withdrawn from the search.
  • Keep a waiting list for expressions that cannot be found repeatedly, so that knowledge updates can follow actual service issues.

How to review before and after going online

After each collection of new problem expressions, check whether it really corresponds to new knowledge or is an alias of an existing item. Expressions that share the same factual answer can increase search entries, eliminating the need to create several documents with repeated meanings that are difficult to maintain simultaneously.
